Rebalancing Scheduling Across Every Channel

Problem
Scheduling naturalization interviews and appointments leaned heavily on live agents, causing long waits, inefficient use of staff, and an inconsistent experience for applicants across the immigration pipeline.
What I did
- Discover. Mapped traffic across every service channel: the voice virtual agent, myUSCIS web self-service, Tier 1 agents, and Tier 2 Immigration Services Officers.
- Diagnose. Identified where each tier could resolve requests sooner, and modeled what shifting volume to automated channels would do without degrading the applicant experience.
- Implement. Built service blueprints and transition roadmaps for each channel so the change could roll out in stages.
Solution
An optimized, multi-channel scheduling flow that routes each request to the right place first: automation where it works well, and people where they matter most.
Impact
Agents freed to focus on the cases that truly need them, with a more consistent experience for applicants nationwide.
