About this artifact

Before redesigning anything, I map what's really happening. This current-state blueprint follows a borrower trying to make a loan payment, from the first notice through the call and its follow-up. Frontstage, it captures what the borrower does, thinks, and feels, what pushes them to pick up the phone, and where they get stuck. Backstage, it traces the agents, tools, systems, and supporting processes behind every step, with pain points and “how might we” opportunities on both sides of the line.

The future-state blueprint is the answer: a call where the agent meets frustration with empathy, walks the borrower through paying online with co-browsing, and offers autopay so the next payment takes care of itself. Keeping the same structure top to bottom makes it easy to see exactly what changed, and why.
